A practical guide to managing Google reviews at scale
Why every review needs a reply
Replies show prospective customers that someone is listening, and they give unhappy customers a path back. For chains, the challenge is not willingness but volume: hundreds of reviews a week, in several languages, across dozens of locations.
Build a routing system, not a to-do list
Treat reviews like support tickets. Give each one a status and an owner:
- Positive reviews with text — AI reply, approved in bulk
- Short positive reviews — template reply
- Negative reviews — assigned to the location manager
- Reviews mentioning specific topics (cleanliness, staff, wait time) — tagged for operations
Review views: the metric nobody else shows
Ratings and counts tell you what customers wrote. Review views tell you how many people read it. A one-star review with thousands of views deserves a different response than one nobody has seen — MapFlow shows views per review so you can prioritise.
Measure what changed
Track reply rate, average response time, rating trend and topic sentiment month over month. Those numbers, not the number of replies written, show whether reputation management is working.
